A negative review weighs, and so does your reply
A negative review on your Google Business Profile does not go unnoticed. According to BrightLocal's 2026 survey, 97% of consumers read reviews before choosing a local business, and 77% say negative reviews put them off1. The bar keeps rising: 68% will only consider a business rated 4 stars or more, up from 55% a year earlier1.
But your future customers also read your replies: 89% expect business owners to respond to reviews, and 80% say they are likely to choose a business that replies to all of its reviews1.
Can you get a Google review removed?
Only if it breaks Google's rules. You can report any review, but Google states that only those that violate its policies can be removed. It asks you not to report a review just because you disagree with it, and points out that it does not take sides between a business and a customer2.
If a review breaks those rules, report it. For all the others, your best tool is a public reply.
What a good reply changes
Two studies published in peer-reviewed journals have measured it, on hotel reviews:
- Replying to negative reviews improves the ratings of the reviews that follow, when the reply is visible to the customers who write next3.
- Hotels that start replying receive fewer negative reviews, but more detailed ones: an unhappy customer thinks twice before dashing off two curt lines when they know the business will read them4.
Google says the same: a positive reply and follow-up can show that you care about your customers, and encourage them to update their review5.
The rules of a reply that defuses
Google's guidelines for replying to a negative review come down to a few principles5:
- Stay courteous and discreet: no personal attacks, no private information about the customer.
- Be honest: own your mistakes without taking the blame for what was not your fault, and explain what you can and cannot do.
- Apologize when it is warranted, and show that you understand how the customer felt.
- Offer to continue privately, by email or phone, to resolve the issue.
- Reply quickly: nearly one consumer in five expects a reply the same day, and 81% within a week1.
Above all, avoid the one-size-fits-all reply: a generic or templated reply puts off half of consumers1.
What ReplyTop does for your critical reviews
- Nothing goes out without you: below 3 stars, ReplyTop writes the reply but keeps it as a draft until you approve it. This setting is on by default.
- A WhatsApp alert tells you as soon as a 1- or 2-star review comes in, if you turn it on (paid plans).
- A draft that picks up on what the customer wrote, in a calm, professional tone, which you review, adjust and publish in one click.
